It could be a catastrophic system failure which is impacting business revenue by the minute (Gartner estimates the average cost of network downtime at&nbsp;<a href=\"https:\/\/blogs.gartner.com\/andrew-lerner\/2014\/07\/16\/the-cost-of-downtime\/\">$5,600 per minute<\/a>).&nbsp;The stakes are&nbsp;high&nbsp;and analysts know it.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-e7058f8a6ccde294a21b2f4fe9454713\">Being in a constant state of emergency preparation saps physical and mental energy. Firefighting is not like other&nbsp;kinds of&nbsp;work&nbsp;(e.g. creative work).&nbsp;Stress levels are elevated when under pressure.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-ec79b46f2587a605085284ba60b2c0ca\">Stress hormones like&nbsp;<a href=\"https:\/\/www.webmd.com\/a-to-z-guides\/what-is-cortisol\">cortisol<\/a>&nbsp;and&nbsp;<a href=\"https:\/\/www.webmd.com\/migraines-headaches\/qa\/what-is-adrenaline\">adrenaline<\/a>&nbsp;have evolved as an \u201calarm button\u201d, helping you get through stressful situations by putting&nbsp;your&nbsp;body and&nbsp;mind on high alert. The pulse quickens. Blood flow increases. Carbohydrates are released into the bloodstream to prepare for \u201cfight or flight\u201d. Brain function is boosted to enable heightened perception and&nbsp;faster&nbsp;reaction speeds.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-d7941759753c88713846b79e8be986b1\">But this \u201cready\u201d status comes at a price. In the long term, sustained release of stress hormones can disrupt sleep patterns, cause anxiety, depression, headaches, concentration issues, eating disorders, weight gain, and&nbsp;even&nbsp;heart disease.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-a092af59647017e252cece93bf3496a4\">Stress is a situation which is not physically or mentally sustainable. This is one of the main causes for high turnover of service desk staff.&nbsp;Analysts can&nbsp;develop physical and mental issues,&nbsp;more&nbsp;commonly known as \u201cburn-out\u201d.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-29bbb3efa0b61cad1e1800b6875ea154\">In May 2019, the World Health Organization included burn-out as an&nbsp;<a href=\"https:\/\/www.who.int\/mental_health\/evidence\/burn-out\/en\/\">\u201coccupational phenomenon\u201d<\/a>&nbsp;in the International Classification of Diseases:<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-eae1f8b33fb0124524daf312219e65b1\">\u201cBurn-out is a syndrome conceptualized as resulting from chronic workplace stress that has not been successfully managed.\u201d&nbsp;<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"716\" height=\"492\" src=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-4.png\" alt=\"\" class=\"wp-image-4673\" srcset=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-4.png 716w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-4-300x206.png 300w\" sizes=\"auto, (max-width: 716px) 100vw, 716px\" \/><\/figure>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-b59615ac84193688dc07219a0c7f5758\"><strong><strong>What causes people to burn out?\u00a0<\/strong><\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-865494b5d317e98421b9b8dc724ed2c3\">There are intrinsic and extrinsic causes for burn-out to happen. Intrinsic motivations come from&nbsp;<em>within<\/em>&nbsp;the individual. Extrinsic motivations originate from&nbsp;<em>outside<\/em>&nbsp;the individual.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-cac3209d7ce9b49e4fb2bb330053f5e1\">The most obvious extrinsic cause is the pressure of&nbsp;problems that&nbsp;need to be solved; the job&nbsp;of the service desk&nbsp;<em>needs<\/em>&nbsp;to be done.&nbsp;If it doesn\u2019t get done, somebody is going to be in trouble. Somebody will be held accountable.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-bb5075e2d4e0a13b397c3f03398cb4a6\">The intrinsic causes are more complex.&nbsp;Firefighting satisfies the human compulsion for activity (to be doing something) and for significance (to play a part in a bigger mission).&nbsp;These intrinsic motivators combine to satisfy an age-old narrative:&nbsp;to solve the problem is to be the \u201chero\u201d.<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"773\" height=\"492\" src=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-5.png\" alt=\"\" class=\"wp-image-4674\" srcset=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-5.png 773w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-5-300x191.png 300w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-5-768x489.png 768w\" sizes=\"auto, (max-width: 773px) 100vw, 773px\" \/><\/figure>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-72008fa523f9577db638e89b0d759632\">Here\u2019s how it goes:&nbsp;The service desk hero encounters chaos and instead of falling apart, he or she rises to the challenge and&nbsp;battles&nbsp;to restore order. That\u2019s an admirable thing. Heroism gets noticed.&nbsp;Solving somebody\u2019s problem earns you social currency and status as a \u201cfixer\u201d.&nbsp;Having dealt with chaos many times before, the analyst is enabled by conditioning to handle stress&nbsp;in the short term&nbsp;and get on with the job. They can cope\u2014for a while at least.&nbsp;Until they can\u2019t anymore.&nbsp;They burn out.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-0ffcb078867631b773905919ff468be3\"><strong>The nature of firefighting&nbsp;<\/strong><\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-54439d881c10399aec198b390174ee82\">Preventing burn-out on the service desk means&nbsp;breaking out of&nbsp;the cycle&nbsp;of firefighting. But to do so,&nbsp;you must understand the nature of firefighting and how it&nbsp;comes to be the status quo.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-80ccb47e4e5324223368a86a8afb2023\">According to&nbsp;an old&nbsp;Chinese story, a&nbsp;nobleman asked his physician\u2014one of a family of doctors\u2014which one of his family&nbsp;was the most skilled in healing. The physician, who was known across the land as a great healer replied: \u201cMy&nbsp;eldest&nbsp;brother&nbsp;sees the spirit of sickness and cures it before it takes form, so his name does not get out of the house. My elder brother cures sickness when it is&nbsp;small, so his name does not become known outside of the village. I prescribe potions and puncture veins, so my name is heard among the lords.\u201d<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-fc39b164c863efded559abf73f5e09ea\">The&nbsp;message is this: the more advanced the disease (and&nbsp;the&nbsp;more painful the symptoms), the more the solution is both extreme and heroic. The hero\u2014whether that is a doctor or a service desk agent\u2014is applauded for solving a great problem.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-738ea224721509c681be21bb5680f0c7\">People enjoy the adulation they get from being the hero. They can become addicted to it; even though this addiction is&nbsp;slowly&nbsp;destroying them. Then they burn-out&nbsp;and&nbsp;leave&nbsp;the organization.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-e00829fa63631223ebca32fa95b078ea\">This has two serious consequences for the organization:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li class=\"has-light-black-color has-text-color has-link-color wp-elements-ea3aae40e3fe531b35b5377f5c3dd939\">First,\u00a0this reduces the\u00a0organizational knowledge pool. The firefighting is still going on, but an experienced problem-solver has now left\u00a0the organization.\u00a0<\/li>\n\n\n\n<li class=\"has-light-black-color has-text-color has-link-color wp-elements-937d27902bbb94ef8e6d7fc127c203a3\">Second, it sends a negative message across the service desk. People think\u00a0\u201cIf\u00a0our biggest hero\u00a0is gone, how are we going to cope\u00a0without him\/her?\u00a0One of our top people!\u201d\u00a0They\u00a0say,\u00a0\u201cAnd if\u00a0he\/she\u2014of\u00a0all\u00a0people\u2014couldn\u2019t\u00a0cope, how are we going to cope?\u201d\u00a0<\/li>\n<\/ul>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-1923c76e24d1ea1dcde9702bbf9d82d3\">There is always a demoralizing effect when a hero burns out and walks away.<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"888\" height=\"492\" src=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-6.png\" alt=\"\" class=\"wp-image-4675\" srcset=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-6.png 888w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-6-300x166.png 300w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-6-768x426.png 768w\" sizes=\"auto, (max-width: 888px) 100vw, 888px\" \/><\/figure>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-b95d9544037e828dd47c63c41a190d73\">But in most cases the whole situation is avoidable.&nbsp;Hindsight always tells us this.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-c601aa728ba91b01f7a99c41839abc34\">It is common to hear&nbsp;\u201cIf we had only understood the problem and acted sooner this would never have happened!\u201d&nbsp;The&nbsp;moral of the&nbsp;story is&nbsp;that it is better to see and&nbsp;avoid&nbsp;the&nbsp;chaos before it happens. It must be prevented at its source.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-2615357099fceee9424407bb4032d62c\">Avoiding&nbsp;all&nbsp;chaos is impossible; in the real world there are too many variables. In the world of IT this could mean an unexpected server failure, hard drive crash, a fire in the datacenter, or a new kind of cyberattack.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-cacb826c84f19c3bed6d027c6fd70b49\">However, the majority of work the&nbsp;<a href=\"https:\/\/www.axiossystems.com\/service-desk-software\" target=\"_blank\" rel=\"noreferrer noopener\">service desk<\/a>&nbsp;does&nbsp;is&nbsp;predictable. The guys on the service desk will see the same issue, again and again. Often,&nbsp;they relate to known problems: \u201cIf we could only get this solved,&nbsp;once and for all\u2026I could get back a couple of hours&nbsp;every&nbsp;week. It\u2019s like a thorn in my side!\u201d<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-de03cea5b42d69f61e6e5d3d4893b07d\">At Axios, when we talk to prospective customers, we often find that they are suffering from a stack of these issues&nbsp;which dominate the service desk to-do list. They&nbsp;know&nbsp;what\u2019s causing them, and often how to fix them, but there\u2019s never enough time to do so. They even know how much time they are losing.&nbsp;But in each instance\u2014every time the phone rings\u2014it\u2019s just&nbsp;faster to apply a crude workaround&nbsp;than solve the root cause.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-dd13a02c45311b958c753daafa0f5312\">For the people at the&nbsp;coal-face, they have to respond in the only way they can at the time.&nbsp;They are not empowered to solve the root cause because doing so requires coordinating with others\u2014and that takes more time than they have.&nbsp;For the service desk, the clock is always ticking. They must scramble to do what they can before time runs out.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-6def772cb0038df47287ab8517edad2e\">It is only when&nbsp;you zoom out&nbsp;that&nbsp;you see&nbsp;how much&nbsp;time is being wasted\u2014and will continue to be wasted\u2014as&nbsp;the root cause is still there. It\u2019s frustrating.&nbsp;Every day,&nbsp;service desk heroes are handling avoidable situations&nbsp;(and suffering avoidable stress).<\/p>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-6baf23736489bb678ff978a669159dde\"><strong><strong>How\u00a0to\u00a0put out the fires\u00a0and remove the conditions that cause burnout<\/strong><\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-c2429c1a1c353043ae246ae67b81107f\">At Axios Systems, when we engage with a new customer, we help them assess their firefighting&nbsp;situation. We work with them to understand where their&nbsp;service desk analysts are&nbsp;spending time, and how much. Then we look at how the avoidable problems can be solved\u2014permanently\u2014through<a href=\"https:\/\/www.axiossystems.com\/it-orchestration-automation\" target=\"_blank\" rel=\"noreferrer noopener\">&nbsp;ITSM&nbsp;<\/a><a href=\"https:\/\/www.axiossystems.com\/it-orchestration-automation\" target=\"_blank\" rel=\"noreferrer noopener\">automation<\/a>, so that they are forever taken off the service desk\u2019s plate.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-7212451e93476b8ced8492316ea95631\">For example, through the application of&nbsp;<a href=\"https:\/\/www.axiossystems.com\/it-orchestration-automation\">detect-and-correct automation<\/a>, incidents caused by infrastructure error conditions can&nbsp;be spotted and resolved&nbsp;by monitoring bots\u2014long before they cause a disruption to a service: the calls to the service desk never happen.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-354921f79c96233ca8d8c544a5bec0f3\">An AI-driven&nbsp;<a href=\"https:\/\/www.axiossystems.com\/service-desk-virtual-agent-chatbot\" target=\"_blank\" rel=\"noreferrer noopener\">service desk chatbot<\/a>&nbsp;can give people on the service desk back 30% of their time by looking after the high-volume, low-level issues and requests without human intervention.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-e7b9d42a01fbaeb0b9d9113ff1a35a07\">In most service desks,&nbsp;service requests&nbsp;represent a large chunk of calls. We help our customers define their&nbsp;<a href=\"https:\/\/www.axiossystems.com\/service-portfolio-and-design\">service portfolio<\/a>&nbsp;and present it to the organization via a&nbsp;<a href=\"https:\/\/www.axiossystems.com\/service-catalogue-software\">web service catalog<\/a>. With a seamless connection between service request and service fulfilment, all human involvement&nbsp;is&nbsp;eliminated from the servicing of a request\u2014returning a significant number of hours to the service desk&nbsp;and further reducing the pressure on service desk agents.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-b6d8b5abd9ede8981504ff038ad88ac8\">Likewise with&nbsp;<a href=\"https:\/\/www.axiossystems.com\/password-reset-software\">password reset calls<\/a>:&nbsp;through automation, end users are empowered to reset their own passwords, taking yet another&nbsp;category&nbsp;of high-volume call away from the service desk.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-a708d930d6f263fa58724b5fbba10c42\">Of course, for each of our customers, the profile of calls coming into the service desk is different, so we work with them to take pragmatic steps in priority order to deliver the greatest benefits first.&nbsp;Typically, we&nbsp;find that by applying automation and self-service strategies to just a handful of different&nbsp;types of&nbsp;issue, customers can&nbsp;<a href=\"https:\/\/blog.ifs.com\/2022\/08\/key-strategies-for-reducing-service-desk-calls\/\">cut their inbound call volumes in half<\/a>.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-edb0e77c83ae2410a2192087cfe9b6cf\">After that, the service desk has&nbsp;created&nbsp;the necessary slack to do three things which have a&nbsp;further&nbsp;transformative effect:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li class=\"has-light-black-color has-text-color has-link-color wp-elements-6d321afa6685ede3f64bc15c64b3f24a\">Apply\u00a0an effective\u00a0<a href=\"https:\/\/blog.ifs.com\/blog\/what-is-problem-management\">problem management process<\/a>\u00a0to seek out and solve more of the infrastructure problems that are the root cause of avoidable incidents.<\/li>\n\n\n\n<li class=\"has-light-black-color has-text-color has-link-color wp-elements-f44614230eb99bf4ef27861c206f1512\">Capture proper documentation as part of the\u00a0<a href=\"https:\/\/blog.ifs.com\/blog\/it-incident-management\">incident management process<\/a>\u00a0to boost\u00a0<a href=\"https:\/\/www.axiossystems.com\/it-knowledge-management-solutions\">knowledge management<\/a>\u00a0within the\u00a0IT\u00a0organization, driving a step-change in support productivity\u00a0and enabling enhanced self-service for end users.<\/li>\n\n\n\n<li class=\"has-light-black-color has-text-color has-link-color wp-elements-841f43a6f312485d2865a7f66eee6e71\">Have more time to deal with the sort of\u00a0<a href=\"https:\/\/en.wikipedia.org\/wiki\/Higher-order_thinking\">\u201chigher order\u201d<\/a>\u00a0issues which demand human assistance\u2014helping to ensure issues are solved quickly and decisively for customers and improving the\u00a0<a href=\"https:\/\/www.axiossystems.com\/en\/it-customer-experience-itcx\">IT customer experience<\/a>.<\/li>\n<\/ul>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"737\" height=\"492\" src=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-7.png\" alt=\"\" class=\"wp-image-4676\" srcset=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-7.png 737w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/06\/image-7-300x200.png 300w\" sizes=\"auto, (max-width: 737px) 100vw, 737px\" \/><\/figure>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-761e77f677a059c0793f0223adc3426b\">In this new environment, service desk analysts are still heroes\u2014but&nbsp;with much of the unnecessary pressure taken off them,&nbsp;it\u2019s sustainable.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-8a89fb4645b5aac927af885337b8fe51\">Sustainability eliminates burn-out. Staff churn is reduced.
