Taking a joined-up, digital-driven approach is essential to delivering the modern, omnichannel service desk experience that IT customers expect.<\/p>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-5e4820c4ba74450ed2f1af599b8ecb81\"><strong><strong>1. What Sort of Experience are Your IT Customers Looking For?<\/strong><\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-bf8984b7ad8fd8fe451b559fdd2a4e02\">Your service desk strategy has to work for your customers. It\u2019s not just about making life simple for your IT guys, or reducing operational costs. The #1 priority here is to provide better support for employees; to help them be more productive.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-68a8d51cc12e6959912db7aa3d6afe6a\">To do so, you will need to understand&nbsp;their&nbsp;expectations. How&nbsp;they&nbsp;want to be able to interact with you. To give them the right thing, first you need to understand what the right thing looks like.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-6e7eb94471d7d5d6bb0b3e1c1f2db457\">Understanding&nbsp;what the IT experience needs to look&nbsp;like&nbsp;is the #1 factor you need to consider when thinking about service desk strategy because if you deliver the wrong experience, all of that time and money invested in building that experience will be wasted. Often, they can show you examples of what they like to see in their consumer lives. This allows you to get a clear, validated understanding of expectations (and thus the user experience requirements)\u2014before you spend a single penny on technology and implementation. Asking reduces risk.<\/p>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-6a2f7d762fd6f94af1272e308e49733e\"><strong><strong>2. How Hard are You Making Your Customers Work to get Help?<\/strong><\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-5448f523470cf77220c4b84ee1b2642b\">The most common user expectation is for a simple, single point of contact experience when they help; the classic \u201cone stop shop\u201d. This isn\u2019t a new idea, but some organizations still struggle to present a single face to customers\u2014particularly where a series of mergers and acquisitions have created a fragmented landscape of service desk teams covering different functions or business units.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-d474c3ea633f75a8c9bdd68985844f93\">Despite the difficulties for IT, IT customers want one phone number, one email address, one web portal URL, one mobile app (depending on which one is the most convenient and relevant to them right now). You\u2019ll never hear an IT customer say \u201cGive me numbers for the Network, Server, Application, and Database teams and I\u2019ll sort any issue directly with them\u201d or \u201cI want to see different portals and numbers for IT, HR, and Facilities\u201d. They want simplicity, and presenting them with a single point of contact is a key attribute of a simple&nbsp;<a href=\"https:\/\/www.axiossystems.com\/en\/it-customer-experience-itcx\" target=\"_blank\" rel=\"noreferrer noopener\">service desk experience<\/a>.<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"716\" height=\"492\" src=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/08\/image-2.png\" alt=\"\" class=\"wp-image-4908\" srcset=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/08\/image-2.png 716w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/08\/image-2-300x206.png 300w\" sizes=\"auto, (max-width: 716px) 100vw, 716px\" \/><\/figure>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-643e457126e388ca5a60ad4913456385\">Knowing where to get help is one of the single largest factors influencing the quality of the user experience. How the experience starts sets the tone. If a customer has to spend time looking for where to get help, that\u2019s a fail. Consider&nbsp;<em>customer effort<\/em>\u2014how much work they need to put in to get what they need. If they have to spend time searching, have to call the service desk for updates, or have to wait while their issue is bounced around from one service desk team to another, that\u2019s a fail. Don\u2019t force them to think too hard about support. That\u2019s the service desk\u2019s job.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-0fdcea713c32e20aaf8392cf64aa5cf6\">The challenge here is to create a single point of contact in an omnichannel world: One service desk but with many ways to interact\u2014phone, walk-up, email, web, mobile, social media, or enterprise collaboration tools.&nbsp;So, the service desk needs to be a single point of&nbsp;<em>control<\/em>&nbsp;across all of these channels, with 360-degree visibility of all customer touches. It must be able to tie all these channels together to present a seamless omnichannel experience to the IT customer (and a seamless view of the customer for IT).<\/p>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-8e82416c147ac33b870202adae09f50c\"><strong><strong><strong>3. Where Does Technology Fit in?<\/strong><\/strong><\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-64e999afadd0c28bd3435dcaa394ee42\">An omnichannel service desk requires an omnichannel ITSM platform. Digital transformation of the consumer experience has triggered a need for digital transformation of the service desk experience, so technology is an essential part of the solution.<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"925\" height=\"492\" src=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/08\/image-3.png\" alt=\"\" class=\"wp-image-4909\" srcset=\"https:\/\/track.com.tr\/wp-content\/uploads\/2025\/08\/image-3.png 925w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/08\/image-3-300x160.png 300w, https:\/\/track.com.tr\/wp-content\/uploads\/2025\/08\/image-3-768x408.png 768w\" sizes=\"auto, (max-width: 925px) 100vw, 925px\" \/><\/figure>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-c19f899c79e049ce716fe048e55dd83a\">There are two top-level issues to consider here:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li class=\"has-light-black-color has-text-color has-link-color wp-elements-34d43bd5a44055af6a2ebf028ca86c41\">What you need the technology to&nbsp;<em>do<\/em>&nbsp;(which channels you need to manage)<\/li>\n\n\n\n<li class=\"has-light-black-color has-text-color has-link-color wp-elements-bdec221e6a5a9a04c97109117a4fb5d5\">How you&nbsp;access&nbsp;the technology (<a href=\"https:\/\/blog.ifs.com\/blog\/legacy-vs-cloud-itsm\" target=\"_blank\" rel=\"noreferrer noopener\">cloud ITSM<\/a>&nbsp;versus on-premise)<\/li>\n<\/ul>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-34c7ee8995d8ab7b6681dcd543982d35\">Only a&nbsp;<a href=\"https:\/\/www.axiossystems.com\/it-service-management-product-overview\" target=\"_blank\" rel=\"noreferrer noopener\">modern ITSM platform<\/a>&nbsp;supports multichannel\/ omnichannel interaction with IT customers out-of-the-box, as a single cloud application. Some legacy products have channel bolt-ons, but the lack of native channel coverage in a purpose-built app can make it very difficult to create the connected customer experience you need.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-afc6edbacf74d28b502ebadb8448efd6\">With regard to how you access the technology: You would need to have a compelling reason to consider an on-premise deployment versus the simplicity of the cloud.
