{"id":6082,"date":"2026-05-06T09:00:00","date_gmt":"2026-05-06T06:00:00","guid":{"rendered":"https:\/\/track.com.tr\/?p=6082"},"modified":"2026-03-30T16:29:43","modified_gmt":"2026-03-30T13:29:43","slug":"cok-kanalli-itsmi-nasil-basarili-hale-getirebilirsiniz","status":"publish","type":"post","link":"https:\/\/track.com.tr\/en\/cok-kanalli-itsmi-nasil-basarili-hale-getirebilirsiniz\/","title":{"rendered":"HOW TO MAKE OMNICHANNEL ITSM WORK"},"content":{"rendered":"\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-7682a920d683a41fa3939cfd49b9314d\">If you start with the right approach and the right technology, it\u2019s easy to create an efficient and effective omnichannel service experience which boosts customer satisfaction&nbsp;<em>and<\/em>&nbsp;reduces costs.<\/p>\n\n\n\n<h2 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-23980d6ae23bebe9ab243c8a346d66d8\"><strong>What is Omnichannel ITSM?<\/strong><\/h2>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-4e2cfc7593dceeec4856a7de67de3655\">Omnichannel ITSM means providing IT customers with a range of ways to interact with the service desk\u2014options which let them choose the channel of their choice to fit with their current working context.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-05ae139c31c677162306a917f381c1bc\">Omnichannel&nbsp;is different from&nbsp;<em>multichannel<\/em>&nbsp;in that it provides IT customers with a seamless cross-channel experience&nbsp;<em>and<\/em>&nbsp;gives the service desk a 360-degree view of the customer (with no&nbsp;<a href=\"https:\/\/en.wikipedia.org\/wiki\/Out-of-band\" target=\"_blank\" rel=\"noreferrer noopener\">out-of-band<\/a>&nbsp;blind spots).<\/p>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-78b2e994eb9caffb6fa6475b555305c1\"><strong>Shifting to an Outside-In Mindset<\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-35474863e23eb5e9b033067cb4f4cf55\">These days, few service desks rely solely on phone and email channels to interact with customers. A number of industry surveys consistently suggest that over 80% of service desks have a web\/mobile self-service portal. And service desk chatbot adoption is now over 25% and growing. New digital support channels are getting real traction.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-d7ff729d88d6de1f4759265f5826f5fc\">However, it is often the case that digital channels are deployed primarily for the benefits that they can deliver for the service desk (reduced workload, reduced cost, reduced stress) over the benefits they create for IT customers (faster service, improved productivity, better customer experience).<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-1d067c27ad2c579299699657b1fd372f\">This is the crux of where omnichannel differs from multichannel. Multichannel simply means&nbsp;<em>many channels<\/em>. Omnichannel means integrating all&nbsp;<em>expected&nbsp;<\/em>channels to provide a seamless experience for the IT customer. They can use web, mobile, phone, and chatbot channels across the lifecycle of an incident or service request.&nbsp;The customer journey is&nbsp;<em>their<\/em>&nbsp;journey. They decide how they interact\u2014and this is a key point.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-0dcc52ce5857ef912af36ca82366290f\">For a service desk to excel at omnichannel ITSM, it must look at the experience from the customer\u2019s perspective\u2014with an outside-in mindset. Doing so requires direct engagement with IT customers to understand their personal preferences, their work contexts (home, office, factory, mobile, blended), their consumer-life service expectations, and their habits.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-7709a5ed5232fe6527539d3a02b4fffb\">When a service desk understands its customers, it can form an omnichannel strategy which targets the&nbsp;<em>real<\/em>&nbsp;needs of its customers (not the perceived needs).<\/p>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-f336a30aa2332ffcded7fcae7db0cc33\"><strong>Journey Mapping<\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-27de0321d0e94d25059a109f325906e8\">To really understand what your support customer journeys look like (and&nbsp;should&nbsp;look like), it is wise to do some&nbsp;<em>journey mapping<\/em>. Journey mapping means examining service experiences at the&nbsp;macro&nbsp;level to identify each end-to-end step in the experience\u2014no matter how small (or seemingly insignificant). By doing this, you can find out where improvements need to be made and where new channels (digital or analog) can be woven into the experience to make it better for the customer. Digital is scaleable, but digital channels aren\u2019t always the solution. Sometimes, one-to-one support is absolutely necessary.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-84f22a8bfa34989015b69340c625f459\">Part of the journey mapping process is deciding what IT customers should and shouldn\u2019t see. They generally don\u2019t want total visibility of everything that is happening \u2018under the hood\u2019, but they do want updates on progress (especially if the outcome they want can\u2019t be delivered immediately). And they definitely want to know if they are not going to get what they need within the expected timescale. Visibility lets them plan around the roadblocks.<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"579\" height=\"325\" src=\"https:\/\/track.com.tr\/wp-content\/uploads\/2026\/03\/image-2.png\" alt=\"\" class=\"wp-image-6077\" srcset=\"https:\/\/track.com.tr\/wp-content\/uploads\/2026\/03\/image-2.png 579w, https:\/\/track.com.tr\/wp-content\/uploads\/2026\/03\/image-2-300x168.png 300w\" sizes=\"auto, (max-width: 579px) 100vw, 579px\" \/><\/figure>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-553adb1b5b7f9218f3331a631ebb90b2\">The real value in journey mapping is putting the service desk in the customer\u2019s shoes. To be fully effective, the service desk must develop a sort of split personality. A service desk must understand the duality of the situation: the customer perspective (what they want, what they see, what they get) and the service desk perspective (what happens behind the scenes and when they need to engage with the customer).<\/p>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-f7a4295a11b9fc0c2663fde72aa692d3\"><strong>Toolset sprawl<\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-8e2ec6859fe2cec2458f2b53edcbdbaf\">To manage and track the end-to-end customer journey you must have visibility across all of it\u2014all interactions, no matter which channel they happen across.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-075d3d7eb82fcd99d7090a83dc23335f\">You cannot have a situation where a previous interaction with a customer in invisible to a service desk agent because it happened over a channel which isn\u2019t integrated into the central service desk\/ITSM system.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-26139ab397335a580fd3ac9635a18a20\">Seamless omnichannel ITSM requires either tight integration between multiple&nbsp; channel solutions or use of a unified ITSM solution which consolidates all of these channels out-of-the-box and provides complete cross-channel visibility by default. Integration between individual point solutions can amplify implementation and maintenance overheads versus a consolidated&nbsp;<a href=\"https:\/\/assyst.ifs.com\/solutions\/it-service-management\" target=\"_blank\" rel=\"noreferrer noopener\">omnichannel ITSM platform<\/a>&nbsp;which gives you all of them out-of-the-box.<\/p>\n\n\n\n<h4 class=\"wp-block-heading has-light-black-color has-text-color has-link-color wp-elements-16e99a38798a29d05979765f1b12134b\"><strong>Communication is Important<\/strong><\/h4>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-8f8db3c1758bd96bb2fcaeb8e56d8889\">You have to be clear about how customers can interact with the service desk. Simplicity is the key. One number. One portal. One mobile app. You can also offer direct integration into your organizations enterprise collaboration system (like MS Teams) so that customers don\u2019t even need to leave the environment in which they work to raise issues and request services. Whichever channels you offer, customers need to know what they are and how they access them.<\/p>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-a997e3fe8c573395b87f06e8637c58f5\">Pro-active communication is essential. The&nbsp;<a href=\"https:\/\/blog.ifs.com\/blog\/itil-4-service-value-chain\" target=\"_blank\" rel=\"noreferrer noopener\">ITIL 4 Service Value Chain<\/a>&nbsp;includes&nbsp;Engagement&nbsp;as a primary activity type, encouraging more (and better) communication between the service desk and the customer group.<\/p>\n\n\n\n<figure class=\"wp-block-image size-full\"><img loading=\"lazy\" decoding=\"async\" width=\"945\" height=\"582\" src=\"https:\/\/track.com.tr\/wp-content\/uploads\/2026\/03\/image-4.png\" alt=\"\" class=\"wp-image-6080\" srcset=\"https:\/\/track.com.tr\/wp-content\/uploads\/2026\/03\/image-4.png 945w, https:\/\/track.com.tr\/wp-content\/uploads\/2026\/03\/image-4-300x185.png 300w, https:\/\/track.com.tr\/wp-content\/uploads\/2026\/03\/image-4-768x473.png 768w\" sizes=\"auto, (max-width: 945px) 100vw, 945px\" \/><\/figure>\n\n\n\n<p class=\"has-light-black-color has-text-color has-link-color wp-elements-10cd91b684230585c898d51b393e9056\">Communicate the options to them. Remind them, frequently. Promote the mobile support app. Tell them about the sort of things that your chatbot can do for them.
